The 5-step response formula
- Wait a moment. Never reply while angry.
- Thank them. Acknowledge the feedback.
- Apologize where appropriate. Do not be defensive.
- Be specific. Show you read the review.
- Move offline. Give a contact for resolution.
Template 1: Service issue
"Hi [Name], thank you for sharing this. We are sorry your experience did not meet expectations. That is not the standard we aim for. Please contact us at [email/phone] so we can make this right."
Template 2: Long wait
"Thank you for your feedback, [Name]. We apologize for the wait. We are reviewing our process to improve. We would appreciate the chance to make it up to you. Please reach out at [contact]."
Template 3: Unfair or inaccurate review
"Hi [Name], we take feedback seriously but could not find a record matching your description. Please contact us at [contact] with details so we can look into it."
Template 4: One-star with no comment
"Thank you for the rating, [Name]. We would love to understand how we can improve. Please contact us at [contact]."
What not to do
- Do not argue or blame the customer.
- Do not share private customer details.
- Do not offer money to remove a review.
Flag fake reviews
If a review clearly violates Google policy, such as spam or a competitor attack, report it through your Business Profile.
